Part of AI customer-facing assistants
Comparing human handoff options
Compare live transfer, queued follow-up and human review by tracing a customer request through routing and the first useful human reply.
Compare human handoff by following an unresolved request until a person can act on it. Check whether the assistant merely offers a transfer, routes the case to an owned queue, and stops or continues replying while the customer waits. “I’ll connect you” is not a completed handoff.
Choose the route the service can support
A live transfer may suit staffed hours and urgent matters. A queued message or ticket may be more realistic after hours.
Decide which issues need each route, who receives them and what the customer should be told about timing. Do not promise an immediate human reply when no one is available.
Human review is another route to test. The case goes to a person to assess and decide what to do, rather than promising an immediate live conversation. Verify who owns the review, what information they receive, what happens next and what the customer is told while they wait.
Use the same cases for each candidate: a direct request for a person, repeated unsuccessful answers, a complaint needing judgement and a request outside staffed hours. Follow the trigger, customer message, destination queue and first human action.
Human Handoff Options: Live Transfer vs Queued Follow-up vs Human Review
- Best for
- Staffed hours, urgent matters
- Customer timing promise
- Immediate human reply (only if staff available)
- After-hours support
- Queued message or ticket (not live transfer)
- Human review role
- Assess and decide next steps, not necessarily respond immediately
- Case ownership
- Assigned to a queue or individual agent based on routing rules
Testing Handoff Routes: End-to-End Workflow
- TriggerDirect request for a person, repeated failed responses, complaint, after-hours request
- Routing destinationLive agent (if available), queued ticket, or human reviewer
- First human actionRespond, assess, or assign the case with context from assistant’s replies
- Customer communicationClear update on wait time, next steps, or escalation path
- Post-handoff trackingConfirm case reaches correct queue and is not lost in transition
Compare documented product behaviour
Intercom Fin supports escalation guidance and rules, with workflows controlling what happens after escalation. In chat, it offers handoff in text rather than through a standard button. Without a human routing target, it does not offer human escalation.
Channel limits matter: Fin Voice supports Escalation Guidance but not Escalation Rules; phone is a separate channel, and escalation offers are skipped for phone requests.
Zendesk AI agents use messaging handoff to make a live agent the first responder. The account’s routing flow notifies the agent, and the AI agent can no longer respond to that conversation. The human remains first responder until the associated ticket closes. Check ticket closing rules as well as routing: a returning customer may still be in the earlier conversation while that ticket remains open.
Confirm the intended channel, account entitlements and staffed queue.
Pros and Cons of AI Agent Handoff Methods
- Live Transfer (Intercom Fin / Zendesk)Pro: Immediate human engagement during business hours. Con: Not available after hours; no fallback if no agent is free.
- Queued Message / Ticket (Zendesk)Pro: Reliable after hours; ensures case isn’t lost. Con: Delayed response; customer may assume no one is handling it.
- Human Review (Intercom Fin)Pro: Allows judgement before action; avoids premature escalation. Con: May delay resolution if reviewers are slow.
Inspect what staff receive
Have the receiving staff member open the transferred case. Can they see the customer’s question, the assistant’s replies, the reason for transfer and the details needed to proceed?
Note repeated questions and information that staff cannot use. Measure the time to the first useful human reply when the service is tested.
Include an after-hours case. If live transfer is unavailable, the customer needs an honest next step and the case needs an owner.
Record any conversation that appears transferred but reaches no queue. After a workflow change, repeat the direct-request and after-hours cases and confirm each reaches the intended queue.
Key Handoff Metrics to Track
- Case visibility for staff
- Full context: customer query, assistant replies, reason for handoff
- After-hours handoff success rate
- Percentage of cases reaching assigned queue without being lost
- Unresolved transfers
- Cases that appear transferred but reach no queue or owner
